Electronic touchpoint (E-TP) connectivity has become widespread in the evolving physical retail environments, giving customers a wide array of options during in-store shopping. Although previous studies have recognized the importance of electronic connections for customers, there remains a substantial recognition of the significance of human interaction in service channels. This research aims to bridge the gap in the existing literature by providing a comprehensive understanding of in-store services for customers in technologically advanced retail environments. The primary objective is to determine the optimal balance between technological and human service elements. For this study, a qualitative approach using in-person semi-structured interviews was used. 36 participants were recruited over a certain period. The purpose of the investigation was to identify the motivators, preferences, and deterrents affecting consumer interactions with E-TPs and physical touchpoints (P-TPs) throughout these interviews. The review offers valuable insights for retail managers seeking to understand customer preferences and optimize the integration of technology and human interaction in retail environments. The results of the study shed light on the complex factors influencing customers' decisions between E-TPs and P-TPs in physical retail environments. These drivers include incentives, preferences, and disincentives that might disincentives associated with the use of one touchpoint over another. The findings offer significant perspectives for managers who aim to comprehend customer perspectives and steer decision-making about the amalgamation of E-TPs and P-TPs in retail settings.
